52. 由于臥鋪緊張安排旅游團(tuán)推遲離開所在地時(shí)怎么辦?
處理步驟:①地陪、全陪、領(lǐng)隊(duì)商議后,取得一致意見,然后向全團(tuán)說明情況,誠(chéng)懇道歉求得諒解。②分頭做好游客的思想工作,力爭(zhēng)圓滿處理,大家高興。③安排好游覽活動(dòng),適當(dāng)延長(zhǎng)游覽時(shí)間,增加游覽項(xiàng)目,但應(yīng)避免游客產(chǎn)生拖延時(shí)間的感覺。④報(bào)告組團(tuán)社,并通知各接團(tuán)社更改相關(guān)接待計(jì)劃。53. 旅行團(tuán)將要乘坐的班機(jī)臨時(shí)晚點(diǎn)怎么辦?

處理步驟:①詳細(xì)了解該團(tuán)的有關(guān)資料程。②做好克服困難的心理準(zhǔn)備,切實(shí)安排好該團(tuán)的活動(dòng)日。③親自與各接待方取得聯(lián)系,在交通、住房、餐飲各方面都提供盡善盡美的特殊服務(wù),以挽回影響。56. 在旅游中,夜間飯店發(fā)生火災(zāi)時(shí)怎么辦?

處理步驟:①耐心向領(lǐng)隊(duì)解釋,說明以下情況:自然差單間的出現(xiàn)原是接待社的經(jīng)濟(jì)損失,取消自然差只不過是減少了損失,并未因此而增加收益。自然差單間優(yōu)惠原是接待社對(duì)旅游者,的一種優(yōu)惠,一旦取消了自然單間也就取消了這種優(yōu)惠。②若自然單間的費(fèi)用原由領(lǐng)隊(duì)所屬旅行社負(fù)責(zé),導(dǎo)游員可與本社有關(guān)部門聯(lián)系根據(jù)合同規(guī)定解決。③無論屬何種情況,導(dǎo)游員均應(yīng)向賓館說明取消自然單間這一變化。59. 游客提出調(diào)換房間時(shí),該如何處理?
處理步驟:①首先應(yīng)答應(yīng)盡量滿足其要求,并積極與飯店協(xié)商給予調(diào)換。②亦可請(qǐng)領(lǐng)隊(duì)幫忙在旅游團(tuán)內(nèi)部進(jìn)行整。③若無法滿足,應(yīng)做好耐心的解釋工作,向該夫婦致謙想法從其它方面給予彌補(bǔ)。
60. 游客遇到同住室的人睡覺打鼾,要求換房怎么辦?
處理步驟:①首先應(yīng)請(qǐng)領(lǐng)隊(duì)在團(tuán)內(nèi)進(jìn)行調(diào)整。②調(diào)整不成時(shí),可與飯店聯(lián)系解決。③若重開單間,應(yīng)事先說明:房費(fèi)應(yīng)由提出要求者自付。
61. 客人邀請(qǐng)導(dǎo)游員外出品嘗風(fēng)味怎么辦?
處理步驟:①一般情況下應(yīng)婉言謝絕免得在其他客人中留下親疏有別的印象。②若接受邀請(qǐng),首先應(yīng)表示謝意。③在席間應(yīng)注意主賓關(guān)系,以免喧賓奪主,造成失禮。62. 旅游團(tuán)臨時(shí)提出換餐怎么辦?

64. 游客自費(fèi)外出品嘗風(fēng)味后,要求退還他們沒有使用的午餐費(fèi)用,導(dǎo)游員怎么辦?
處理步驟:①耐心向客人說明,根據(jù)旅游合同規(guī)定,單項(xiàng)費(fèi)用一般不退。②團(tuán)隊(duì)用餐統(tǒng)一安排,不可能分餐服務(wù),更不可能單獨(dú)退還某一部分費(fèi)用。
65. 旅游團(tuán)客人鬧矛盾提出分開用餐,全陪怎么辦?

(一)1.認(rèn)真傾聽。

(二)1.領(lǐng)隊(duì)人員發(fā)現(xiàn)地陪在100米處停車,沒有及時(shí)制止。依據(jù):領(lǐng)隊(duì)?wèi)?yīng)維護(hù)
游者合法權(quán)益,對(duì)使游客權(quán)益受到損害的事要及時(shí)制止。
2.領(lǐng)隊(duì)與地陪的關(guān)系處理的不得當(dāng),遇到不講理的導(dǎo)游,我們一定不要表現(xiàn)懦弱,讓對(duì)方牽著鼻子走,限于被動(dòng)之中。依據(jù):在遇到導(dǎo)游因?yàn)樯顗毫Χ憩F(xiàn)有傾向于不和導(dǎo)游合同,行業(yè)標(biāo)準(zhǔn)時(shí),我們一定要進(jìn)行得體、有理、有利、有節(jié)的組織,必要時(shí)報(bào)告組團(tuán)社
3.領(lǐng)隊(duì)回來的路上,一直抱怨地陪做的不好。這樣有問題。依據(jù):忌向游客暴露不滿
4.領(lǐng)隊(duì)見到地陪向游客索取小費(fèi),應(yīng)予以制止。依據(jù):領(lǐng)隊(duì)是游客在旅途生活中的心理依賴。
5.拒絕老匡強(qiáng)烈希望有紅酒盒月餅的要求是不恰當(dāng)?shù)摹R罁?jù):領(lǐng)隊(duì)?wèi)?yīng)努力滿足游客的合理和有可能的要求。并說明費(fèi)用自理,實(shí)在有原因應(yīng)說明原因,并作出道歉。
6.當(dāng)老匡要求他們參加自費(fèi)的旅游活動(dòng)時(shí)輕聲時(shí),游客對(duì)他進(jìn)行了奚落,謾罵,領(lǐng)隊(duì)沒有制止和采取措施。依據(jù):領(lǐng)隊(duì)?wèi)?yīng)認(rèn)真解答,悉心照顧游客,尊重游客的人權(quán)、尊嚴(yán)。
7.冷落的游客老匡,這樣有問題。依據(jù):應(yīng)該顧及各個(gè)游客,特別是沒有參加自費(fèi)項(xiàng)目的游客,不要不顧他們的感受。
(三)空接的原因及其處理。
空接是由于某種原因,致使游客推遲抵達(dá),導(dǎo)游人員仍按照原計(jì)劃預(yù)定的班次或車次接站而沒有接到旅行團(tuán)。由于天氣原因或某種故障旅游團(tuán)仍滯留在上一站或途中,上一站旅行社并不知道這種臨時(shí)變化,而全陪和領(lǐng)隊(duì)又無法及時(shí)通知接待旅行社;班次變更后,旅游團(tuán)推遲到達(dá),接待旅行社有關(guān)部門由于沒有接到上一站的通知而有關(guān)人員忘記通知該團(tuán)導(dǎo)游人員等原因,都會(huì)造成空接問題的出現(xiàn)。對(duì)此,導(dǎo)游人員應(yīng)立即與旅行社有關(guān)部門聯(lián)系,查明原因。如推遲時(shí)間不長(zhǎng),可留在接站地點(diǎn)繼續(xù)等候,迎接旅游團(tuán)的到來;如推遲時(shí)間較長(zhǎng),導(dǎo)游人員要按照旅行社有關(guān)部門的安排,重新落實(shí)接團(tuán)事宜。
(四)(1)需要證件時(shí)不應(yīng)由全陪直接向游客收取;用完后直接將證件交還給領(lǐng)隊(duì),但應(yīng)當(dāng)面點(diǎn)數(shù),發(fā)登記卡不應(yīng)是全陪,而是領(lǐng)隊(duì)
(2)問清情況,幫助游客回憶;與領(lǐng)隊(duì)聯(lián)系沒有將護(hù)照還給游客還是已經(jīng)還給他了,以求分清責(zé)任;
與領(lǐng)隊(duì)一起協(xié)助游客找回護(hù)照;
確定護(hù)照丟失,地方接待社應(yīng)開具遺失護(hù)照證明;失主持旅行社證明到當(dāng)?shù)毓簿謷焓В㈤_具丟失證明;
失主持公安局遺失證明到他的國(guó)家的駐華使館申請(qǐng)領(lǐng)取新護(hù)照或臨時(shí)證件;
領(lǐng)取信護(hù)照之后到我國(guó)省、市自治區(qū)級(jí)公安局辦理簽證手續(xù)。費(fèi)用問題分清責(zé)任。
(五)在此案例中地陪小王在處理史密斯先生的三個(gè)要求時(shí)都不妥:
1.不應(yīng)讓司機(jī)立即返回地毯廠,正確的做法是先征求其他游客的意見:
(1)若大家同意,可返回;
(2)大家不同意,讓史密斯先生坐出租車去地毯廠并為其寫便條(注明工廠名稱及飯店名稱),或先回飯店,安排好其他客人后陪同史密斯先生前往地毯廠
2.不應(yīng)欣然應(yīng)允代購(gòu)地毯的要求并錢,正確的做法應(yīng)是:
(1)婉拒史密斯先生的代購(gòu)地毯的要求;
(2)推托不了時(shí)應(yīng)請(qǐng)示領(lǐng)導(dǎo),如領(lǐng)導(dǎo)同意,可接受委托并收錢;
(3)購(gòu)?fù)住⑼羞\(yùn)后,將發(fā)票、托運(yùn)單、托運(yùn)費(fèi)收據(jù)及余款寄給格林先生,將各種單據(jù)的復(fù)印件交旅行社保存。
3.對(duì)古畫的處理不妥,地陪要向史密斯夫婦講明如下幾點(diǎn):
(1)古畫必須送國(guó)家文化行政管理部門鑒定,未經(jīng)鑒定的文物不準(zhǔn)出境;
(2)古畫出境要開具出口許可證;
(3)攜古畫出境時(shí)要向海關(guān)申報(bào),不據(jù)實(shí)申報(bào)的,海關(guān)將依法處理;
(4)所以古畫不能放在地毯內(nèi)托運(yùn)。

導(dǎo)游服務(wù):導(dǎo)游服務(wù)是導(dǎo)游員代表委派的旅行社,接待或陪同游客旅游、游覽,按照組團(tuán)合同或約定的內(nèi)容和標(biāo)準(zhǔn)向游客提供的旅游接待服務(wù)。
規(guī)范化服務(wù):是由國(guó)家和行業(yè)主管部門所制定并發(fā)布某項(xiàng)服務(wù)應(yīng)達(dá)到的統(tǒng)一標(biāo)準(zhǔn)。
個(gè)性化服務(wù):是導(dǎo)游員在執(zhí)行3個(gè)標(biāo)準(zhǔn)規(guī)定的要求和旅行社與游客之間的約定之外,按照游
客的合理要求而提供的服務(wù)。
規(guī)范化標(biāo)準(zhǔn)是服務(wù)的基本骨架,而個(gè)性化是服務(wù)的靈魂,只有將規(guī)范化服務(wù)與個(gè)性化有機(jī) 地結(jié)合起來,才能做到優(yōu)質(zhì)服務(wù)。
1845年,托馬斯庫(kù)克在英國(guó)萊斯特成立了托馬斯庫(kù)克旅行社。
1927年6月,旅游部脫離銀行獨(dú)立出來,成立了中國(guó)旅行社,是后來香港中國(guó)旅行社股份 有限公司的前身,同時(shí)也出現(xiàn)了第一批中國(guó)導(dǎo)游員。

答:首先,在游客與旅行社的關(guān)系中,游客是第一位的。其次,游客至上意味著導(dǎo)游人員
要尊重游客,要尊重游客的權(quán)益,尊重游客的人格,尊重游客的合理要求。最后。游 客至上要求導(dǎo)游員在處理某些問題時(shí)要以游客利益為重,不能過多強(qiáng)調(diào)自己的困難,更不能以個(gè)人情緒來對(duì)待或左右游客,而應(yīng)在合理而可能的情況下盡量滿足游客的合 理要求。
