7.婉言拒絕客人來訪:

不同的歡迎詞,明白“見什么人說什么話”的俗語,體會接待的語言技巧。故事分享:從前,有個人想請四個朋友來吃飯。結(jié)果時間到了,只來了三個人,另外一個人還沒到。于是他就站在門口一邊踱步一邊念念叨叨,“怎么該來的還不來?”這話被其中的一個人聽到了,他心里犯嘀咕,原來我們不該來,于是他找個借口走掉了。于是這個主人就又說,“你看看他,多多心,我又不是說他,他就走了。”這話被另一個客人聽到了,心想,“原來是說我。”于是他也走了。主人又說,“你看不該走的又走了。”剩下的一個客人也坐不住,這次接待工作就不歡而散了。
這個故事說明,得體的接待非常重要。
接待:非正式接待
(1)有約客人:自我介紹(職位、職責(zé));明確對方姓名、單位、來意;確定接待方式(引見、擋駕、婉拒、等待:奉茶,要求杯具:玻璃杯、小;溫杯;酒滿茶半;續(xù)杯)

點評: 優(yōu)點——
1、很有禮貌;
2、不明對方來意時,不會隨便答應(yīng)對方引
見。
3、說明經(jīng)理很忙,并請對方留下聯(lián)系方式。
缺點——
1、要在一開始就詢問對方,找哪位總經(jīng)理?目的是1)為了探清
對方來意,有些時候如果是業(yè)務(wù)員,并不見得能說清楚總經(jīng)理的全名;2)跟經(jīng)
理傳達(dá)時也好找準(zhǔn)人;3)避免真的是經(jīng)理的朋友被拒之門外,經(jīng)理會不高興。
2、詢問對方有什么具體的事宜,你是否可以代辦。(如果在你的職權(quán)范圍內(nèi),可以幫到他,就不用見經(jīng)理;如果無法幫到他,你要留下電話號碼)
3、即使沒有達(dá)到對方滿意,客人走時,仍然要說,“謝謝你的拜訪”。
(3)不速之客
案例二:
我的一位朋友去丹尼斯買表,當(dāng)她看到一款標(biāo)價為750元的手表時,覺得價
格很合適,就毫不猶豫地刷卡付錢要買下了。可是就在我們要出門的時候,這位營業(yè)員氣喘吁吁地跑過來,說,“對不起,您剛才的那款表應(yīng)當(dāng)時780元,那個價格標(biāo)簽是老的,我們沒有及時更換,應(yīng)當(dāng)再加30元。” 我朋友一聽,火冒山丈,當(dāng)時就回應(yīng)她,“不管你說的是真的還是假的,我是按照價格牌上的標(biāo)價來付錢的,如果真是沒有更換價格牌,那也是你的錯,你也應(yīng)該為此承擔(dān)30元的損失。” 營業(yè)員一時不知道該說什么好,我朋友要求店面負(fù)責(zé)人來處理此事。
如果你是店面負(fù)責(zé)人,你該怎樣接待這位客人?
店面負(fù)責(zé)人來了之后,她首先打發(fā)該營業(yè)員去為我們倒了兩杯水。(這個時
候,朋友已經(jīng)義憤填膺,口干舌燥)趁營業(yè)員去倒水的時機(jī),她首先認(rèn)真地聽取了我朋友的傾訴。
“哦,我聽明白了,這件事情主要責(zé)任在我們這位店員。我先替她向您賠不
是。”說完,她鞠了90度日式躬。(朋友的氣又在消減)(水來了,營業(yè)員和店長各奉水一杯)
“我來解釋一下,這位小張,是剛來這里工作的新人,前天剛到崗。換標(biāo)簽
牌的事應(yīng)該是上任營業(yè)員沒有及時告知她。要不是旁邊的人提醒她,她還不知道。這是我們管理層面的疏忽。但是這塊表的價格確實應(yīng)該是780元。您別看這里只有30元的差價,可是我們這里全是電腦對賬,如果對不上賬的話,小張不只是要補(bǔ)上30元的問題,她還要扣發(fā)當(dāng)月工資的一半。這個損失對一個新人來說,是相當(dāng)大的。我們都從職場新人過來過,請我們彼此互相理解一下。再次像您表示抱歉。這樣吧,您買的這塊表本來的保修期是一年,在我的權(quán)限范圍內(nèi)給您延長至一年半,您看如何?” 話說到這里,我的朋友才把氣完全消了,補(bǔ)上了30元。
點評:不速之客的接待
如:接待投訴客人
首先,心態(tài)要正確。不打不相識,愿意來投訴,就是他相信要找到你來說明情況。對待投訴者,我們應(yīng)該想,他能反饋給我們一些平常自己沒有注意到的事情。
評論:這個負(fù)責(zé)人的接待有哪些值得學(xué)習(xí)的?
1、耐心傾聽。心理學(xué)家講,抱怨者都是一個倒垃圾的過程,你不讓他講完,他是不能吸收新鮮事物的。所以你一定要耐心傾聽。
2、不要讓對方的情緒感染到你。“你慢慢講”、“我非常理解你的感受”
3、以理曉人,以情動人。
4、即使是對方的問題,不要埋怨對方,而是要多多歸結(jié)為是我的錯。(大家發(fā)現(xiàn)沒有,在很多社交場合,主動承認(rèn)自己的錯誤看似一個沒有面子的事情,卻往往起到變被動為主動的效果。)
5、本著解決問題的原則與對方相處。
6、拒絕語言:(對不起,他正有很重要的會議,現(xiàn)在走不開,您能不能留下您的電話號碼,稍后讓他聯(lián)系您?)
接待中的小問題
介紹: 展銷會上向客戶介紹公司的同事。
角色:銷售經(jīng)理、總經(jīng)理、產(chǎn)品經(jīng)理、文員。
場景一:會議介紹 首先感謝大家光臨我公司的產(chǎn)品說明會,首先請允許我介紹我公司的三位領(lǐng)導(dǎo)。(先從職位最高的人介紹起。)職位、職稱、姓名;介紹完之后,你要帶頭領(lǐng)掌。
場景二: 在展銷會上遇到一個客戶,但你想不起來他的名字。
方式一:請問你是?
方式二:我們上次用了您公司的產(chǎn)品之后,我覺得非常好用,并把他推薦給我的一位朋友,他說如果我再碰見您的話,麻煩您留一張名片給他,不知可以嗎?
方式三:你好,我是XX公司的Linda,我們好像在哪里見過面,是嗎?(一般來說,對方也會主動介紹)
方式四:主動遞上一張名片。
場景三: 我方銷售經(jīng)理、總經(jīng)理;對方產(chǎn)品經(jīng)理、文員

介紹禮儀:先介紹位卑者給位尊者
先自我介紹,具體情況具體來看,要看你更想強(qiáng)調(diào)哪方的關(guān)系。如果是強(qiáng)調(diào)我方的地位:先介紹對方文員、產(chǎn)品經(jīng)理,再介紹我方總經(jīng)理;如果是強(qiáng)調(diào)對方;則先介紹我方總經(jīng)理,再對方產(chǎn)品經(jīng)理、文員。
補(bǔ)充案例: 一天,南京某四級飯店前廳部預(yù)訂員小夏接到一位美國客人霍曼從上海打來的長途電話,想預(yù)訂每天收費180美元左右的標(biāo)準(zhǔn)雙人客房兩間,住店時間6天,3天以后來飯店住。小夏馬上翻閱預(yù)訂記錄,回答客人說 3天以后飯店要接待一個大型會議的幾百名代表,標(biāo)準(zhǔn)間已全部預(yù)訂完,小夏講到這里用商量的口吻繼續(xù)說道:“霍曼先生,您是是否可以推遲3天來店?”霍曼先生回答說:“我們?nèi)找寻才藕茫暇┦俏覀冊谥袊淖詈笠粋€日程安排,還是請你給想想辦法”。小夏想了想說:“霍曼先生,感謝你對我的信任,我很樂
意為您效勞,我想,您可否先住3天我們飯店的豪華套房,套房是外景房,在房間可眺望紫金山的優(yōu)美景色,紫金山是南京名勝古跡集中之地,室內(nèi)有我門中國傳統(tǒng)雕刻的紅木家具和古玩瓷器擺飾;套房每天收費也不過280美元,我想您和您的朋友住了一定會滿意”。小夏講到這里,等待霍曼先生回答,對方似乎猶豫不決,小夏又說:“霍曼先生,我想您不會單純計較房價的高低,而是在考慮豪華套房是否物有所值吧。請告訴我您和您的朋友乘哪次航班來南京,我們將派車來機(jī)場接您們,到店后,我一定先陪您們參觀套房,到時您再作決定和嗎?我們還可以免費為您提供美式早餐,我們的服務(wù)也是上乘的。”霍曼先生聽小夏這樣講,倒覺得還不錯,想了想欣然同意先預(yù)訂3天豪華套房。
學(xué)生自由討論本例中的接待技巧
明確: 在本案中,小夏在接待客人來電預(yù)訂房間的整個銷售過程中,做的很到位,體現(xiàn)了一名前廳服務(wù)員應(yīng)具有的良好的綜合素質(zhì),這體現(xiàn)在以下幾個方面:
1.接待熱情.禮貌.反應(yīng)靈活.語言得體規(guī)范,做到了無“NO”服務(wù),在接收霍曼先生電話預(yù)訂的過程中,為客人著想,使客人感到自己受到重視,因而增加了對飯店的信任和好感。
2.小夏在推銷豪華套房的過程中,采用的是利益引誘法,即嚴(yán)格遵循了飯店推銷的是客房而不價格這個原則,因而在報價中報價委婉,采用了“三明治式”報價方式,避免了高價格對客人心理產(chǎn)生的沖擊力。
3小夏積極主動,成功的銷售客房遵循了飯店銷售的是客房而不是價格,在銷售過程中,語言親切.自然誠懇.善解人意,反應(yīng)靈活,運用了心理學(xué)知識,提供了針對性服務(wù),同時辦事效率高,體現(xiàn)了小夏良好的思想素質(zhì)和優(yōu)秀的業(yè)務(wù)素養(yǎng)。
四 討論接待的流程、技巧
大型活動:接待流程,邀請,接待準(zhǔn)備,迎賓,交通禮儀,會見,宴請及送別。
例如:一次會議(培訓(xùn))的成功開始,最關(guān)鍵的就在于培訓(xùn)接待的環(huán)節(jié),思路要細(xì)致認(rèn)真,環(huán)節(jié)要分明有序,流程要合理縝密。
主要環(huán)節(jié):分為會議前、會議期間、會議結(jié)束后三部分。主要流程:了解來人情況—–確定接待級別—–擬定接待方案并報審—–確定方案并安排接待人員—–接車—–安排住宿—–餐飲安排——會議期間安排—–送車——總結(jié)反饋
