首先我們真心感謝桅子花開、海星以及馬來吸呀等幾位網友給我們所提的意見,今年在政府論壇上有兩封公開批評我們的帖子,說實在的,剛剛看到的時候,心里確實是堵得慌的,不高興的,總覺得目前國內旅游市場大環境就是這個樣子,大社不強,小社散差,從業人員服務意識、技能普遍不強等等,剛開始,我們確實給自己找了一些自我安慰的借口。
現在再認真思考這個問題,我們覺得,做為從業人員有責任、有義務,也必須為游客提供更為輕松、快樂的旅游時光。坦誠的`說,今年7、8兩個暑期月份下來,在我們質檢回訪過程中,所發現存在質量問題的,游客投訴到公司的也絕不僅此兩例。
我們總結分析下來,存在質量問題的主要是散客出游群體,暑期質量問題一般容易出現在車輛空調不好,某些導游態度存在問題,以及住房條件較差等方面。目前旅行社的存在方式大體上分為三類,一類是組團旅行社,我們**就是這樣類型的旅行社,面向終端客戶收取客源;一類是地接旅行社,主要接待外地游客來本地旅游;第三類是同行批發旅行社,如揚州蘇之旅旅行社,儀征旅行社同行受制于客源量問題,收到游客報名后,無法獨立發團,只能交給這樣的批發旅行社統一發團。這種現狀就導至了組團旅行社對散客質量的掌控從很大程度上受制于同行批發旅行社,從某種程度上來說,儀征散客出游,選擇哪家旅行社報名的差別是不大的,唯一的區別所在是旅行社經營者的思路,以及遇質量投訴后,規模大一些的旅行社對批發旅行社的牽制能力會更強一些,僅此兩點而已。
關乎旅游質量還有一個很重要的點,就是導游,景點美不美,全靠導游一張嘴。好的導游除了在講解上會更為精彩外,對于游客心理的把握能力通常也會很強,會有較強的協調溝通能力,而目前導游的生存狀態基本上都是以兼職為主,這種生存狀態,也從很大程度上導致了其責任心的下降,因其兼職故而也缺少有效的服務技能培訓。旅行社不是不想有自己的全職導游,而是因為旅游業的季節性特別強,旺季再多導游也不夠用,進入12月份以后的3個月淡季對于小旅行社而言,可能1個導游都嫌多,這個微利行業人力成本應該是最大的成本了,所以這種季節性的特點也導致旅行社不敢、不能用過多的全職導游。我們公司目前全職導游有16名,在揚州地區算得上是規模龐大的一支導游隊伍了,但也只能應對平常季節的客流量,遇上旺季,也只能望洋興嘆,比如貼子中所提到的西安團隊,就是一個主要由兼職導游帶隊的團隊。
從我們自身的角度來講,我們必須認真反思這個行業,認真反思自已,如果不能真正將客戶贏這個第一戒寫到我們每個員工心里去,**旅行社終將被市場淘汰。從上周起,我們已經開始在竭盡全力探討游客旅游體驗的問題,我們希望盡快將我們的服務意識、服務技能,迅速從對人的服務,提升至對客戶的服務。我們將盡已所能去改造現有的工作流程,我們相信,從我們做起,終將能夠逐步改變旅游業的現狀,終將實現給游客創造輕松快樂時光這個最終目標。當然,接下來可能還會有質量問題出現,還會有游客投訴,但我們會以最好的狀態,迅速處理這類的質量問題,給游客一個盡可能滿意的答復。
