第三篇：藍月亮危機公關能得幾分

藍月亮危機公關得幾分？

2011-11-21 “藍月亮熒光增白劑事件”從2011年6月20日王海微博上5條有關藍月亮的信息開始，很快因為王海以及消費者在北京、廣州對藍月亮的維權訴訟而發酵，在媒體的推波助瀾下、在藍月亮對王海的反訴下、在雙方持續斗法下達到高潮，期間號稱洗衣液市場NO1的“藍月亮”被推動了風口浪尖，面臨消費者的懷疑、媒體的窮追猛打、商超的下架、競爭對手在市場的反攻等諸多危機，情況與去年本土化妝品巨頭“霸王”因二惡烷而面臨的危機極其類似，聯想到現在“霸王”的困難處境，不得不讓筆者在事發當初擔心“藍月亮”接下來的下場，感嘆國內企業面對危機時的脆弱！

藍月亮事件到10月14日廣州市天河區法院判決職業打假人葉茂良起訴藍月亮敗訴、10月26日北京市朝陽區法院判決添加了熒光增白劑的藍月亮洗衣液是安全合格而告一段落，藍月亮并沒有出現“霸王”式的宿命結局讓筆者感慨頗多。

筆者不想從道德、從消費者維權、從國內企業的經營環境這些角度來評述這場事件，只想從危機公關的5大原則（總分100分）來分析，在這漫長的5個月里，在面對危機時藍月亮的公關行動能得幾分？

1、速度第一原則

得分18分

本次危機來的快，也來的猛！

來得快是因為另一個更熱的“郭美美事件”中藍月亮形象代言人楊瀾被波及，這讓藍月亮事件被傳播的速度幾何倍增長；來的猛是因為事件一開始就指向熒光增白劑是“致癌物”，從而引起消費者的極度恐慌！

在這種形勢下，藍月亮在6月23日廣州消費者提起訴訟當晚就做出反應，通過企業官網和副總鄧崗的微博公布了《藍月亮關于亮白增艷洗衣液的聲明》，反應速度可謂極快！

當6月27日王海根據藍月亮聲明中有關中國洗滌協會的說明而將該協會補充為第二被告后，6月30日藍月亮就亮出了反訴王海的殺手锏，并且各大媒體開始大量出現質疑王海動機不純的文章助陣，這一反應既快又準。

因此在第一個原則中，藍月亮可以說基本上能得全分，為什么減2分呢？那是因為在事件發生后，各大商超藍月亮導購員得到事件說明的正式資料拖到了7月，而且在與全國性大連鎖的溝通上因過于謹慎而貽誤了最佳解釋時間。

2、系統運作原則

得分18分

在整個事件中，藍月亮經營團隊體現出過硬的執行力，這與該企業一直堅持的企業文化和經營思路有很大關系，否則在危機來臨時這個團隊不可能有如此上佳表現。

整個事件中藍月亮在對外時只有其副總鄧崗一個標準聲音，而且整個團隊做到了統一口徑、統一行動，沒有出現如霸王事件中上海圍攻報社這樣的突發事件，從其發布聲明、布置軟文、安排龐大的終端人員培訓及資料發放、公益廣告片的制作、應訴及反訴等一系列的行動上看，正是因為系統運作能力強才將這些復雜的工作安排的有條不紊。

這里又扣了2分，完全因為事件中一直站到藍月亮一方的中國洗滌協會會長鄭舞虹關于王海“背后的動機”的公開言論；因為中國洗滌協會當時已經成為第二被告，此時此刻由他質疑“背后的動機”很不妥，也完全沒有必要，因為媒體和網上已有類似的文章助威了。

3、權威證實原則

得分15分

該事件之所以被消費者如此關注的焦點是——熒光增白劑是否致癌，藍月亮在其聲明中主要借用國家的《QB/T2953-2008洗滌劑用熒光增白劑》的行業標準、中國洗滌協會就熒光增白劑的說明、世界上最大的CBS生產商汽巴精化的在華子公司合麗亞總經理張貴民在《日用化學品科學》雜志上發表的文章來證明熒光增白劑使用的合法性和無毒性，在權威證實這點上非常充分，這是藍月亮能力挽狂瀾的主要武器。

在權威證實這點上不得不講中國洗滌協會的82會議，該會議上毒理、環保、染色等領域的專家分別就自己領域對熒光增白劑的安全性分別做了證明。但在當今中國行業協會屢屢被質疑的大背景下，該會議沒有消費者一方的代表發言，也沒有及時解釋當時已經出現的對于日本、臺灣等地關于CBS在洗滌品中有警示標注的傳言，該會議有一邊倒、護短的嫌疑，因此相反降低了這些專家的權威性，要減去5分。

4、真誠溝通原則

得分10分

在溝通方面，藍月亮有以下公關行動：

從7月開始藍月亮公司所有員工人手一份熒光增白劑安全環保無毒的宣傳資料，所有藍月亮公司的導購員都將資料熟記，不管顧客如何質疑藍月亮品質及其安全性，藍月亮導購員都和藹、真誠地解釋；

除了特定的文員和副總鄧崗，對媒體采訪以傳真或發電子郵件的方式，圍繞《藍月亮關于亮白增艷洗衣液的聲明》做解釋外，其他人一律不接待媒體采訪；

在合作的客戶和零售商中也即時做了溝通解釋，產品零售價格也沒有變動； 藍月亮公司至少在1000個論壇上，對藍月亮不利的帖子上進行了反駁，在各大門戶網站、搜索網站都有藍月亮的辟謠帖子。

這些做法的確有效防止了該事件進一步失控和擴大，也樹立了公司的形象，但是對于已經產生不滿或懷疑的消費者的溝通工作光這樣的姿態是不行的，因為這一部分人可能已經不會主動來與你理論和聽你解釋了。

上面所有的行為都被動式的，并沒有主動溝通。這種溝通方式也給人一種避重就輕的感覺，顯得不夠真誠。這與蘇丹紅事件后肯德基開放中央廚房的公關手段、阿膠事件中東阿公司邀請消費者參觀其養驢基地的公關活動比起來高下立分！因此只能得10分。

5、責任承擔原則

得分5分 在藍月亮整個公關行動中，筆者對責任承擔見的最少。藍月亮圍繞合法無毒做了很多解釋，也制作了專門的公益片教育CBS的知識，但是作為行業領導企業，而且這一行業的市場正在爆發式增長，而且你還號稱行業NO1，在行業標準明顯低于日本、臺灣時，你有沒有把所有的問題都告訴了消費者？你能說你僅僅合乎國家標準就行了嗎？你一直標榜的環保、健康還能繼續得到消費者的認可嗎？你的企業形象在危機平息后還能恢復如初嗎？ 也許消費者在知道無毒后已經放心了，那么這時你是變危機為商機還是止步于此呢？王老吉在夏枯草事件中把質疑轉換為正宗涼茶的正面宣傳，把法律訴訟轉為為行業爭取涼茶法定地位的義舉，把危機變為了商機！

而藍月亮這個事件中我們忽略了一個事實——危機過去了，損失是降低了，但受損有多大呢？6月底新浪網調查時對藍月亮高達80%不信任投票改變了嗎？現在的做法是不是已經把損失降到了最低？

敢于承擔責任才可能持續消除對消費者的負面影響！才可能把損失降到最低！這也是藍月亮在整個事件中做的最差的一點！

藍月亮事件已經告一段落，危機已基本消除，這場危機公關中藍月亮作為一個快速發展的新興企業已經做到可圈可點，而且我們從中也看到很多中國企業一貫忽略的危機公關對于一個企業的生存和發展有多么重要。

筆者希望該文對這樣的企業能有些許啟示。
